What is a contact center?
A contact center is an organizational unit that manages a company's customer communications across multiple channels. Phone, email, chat, messaging, and forms are integrated into a single system that captures, distributes according to defined rules, and documents all incoming and outgoing contacts.
How does a contact center work?
Every contact goes through four steps:
- Entry: The contact reaches the system via the channel chosen by the customer. Phone numbers, mailboxes, chat windows, and forms are routed to common entry points.
- Qualification: The system determines the nature of the inquiry. On the phone, this is handled by an IVR; for text-based channels, it is handled by automatic content classification.
- Distribution: Based on the inquiry, priority, and availability, the contact is assigned to an agent. For calls, this is performed by an ACD, with specialized routing handled via skill-based routing.
- Processing: The agent sees the customer's contact history. The outcome and the agent involved are documented and made available for reporting.
The queue sits between distribution and processing. It represents the backlog of work and is the metric used to track wait times and workload.
Contact centers vs. call centers: the differences
Both terms refer to a unit for customer contacts. The difference lies in the scope of channels and the control logic.
- Channels: A call center covers telephony exclusively. A contact center bundles telephony, email, chat, messaging, forms, and video.
- Technical foundation: A call center is based on a telephone system with an ACD. A contact center is based on software that integrates telephony and digital channels.
- Customer history: In a call center, it is available on a per-call basis. In a contact center, it is stored across all channels within the customer record.
- Management: In a call center, it is based on availability and qualifications. In a contact center, request type and priority are added as additional criteria.
- Typical KPIs: In a call center, these are accessibility and service levels. In a contact center, first-contact resolution and the backlog of open tickets are added.
All call center functions are fully included. The term call center remains common when telephony is the primary focus.
What types of contact centers are there?
Classification is based on three criteria: direction of communication, operating model, and organizational structure.
By direction of communication
- Inbound: Handling incoming requests such as inquiries, orders, or complaints.
- Outbound: Proactive outreach for scheduling appointments, follow-ups, or sales.
- Blended: A mixed operation where agents handle outbound contacts during periods of low volume.
By operating model
- On-premises: Operated in your own data center with your own administration.
- Cloud: Operated by the provider, billed per user and period. The term Contact Center as a Service (CCaaS) has become established for this model.
- Hybrid: Telephony connection on-site, application from the cloud.
By organizational structure
- Internal: Handled by your own employees, distributed across locations and home offices.
- Outsourced: Handled by a service provider, often for peak loads and off-peak hours.
What functions does contact center software have?
The scope varies between providers, but a core set is found in every solution:

- Distribution: ACD for calls, rule-based assignment for text channels, and skill-based routing for subject-matter expertise.

What role does AI play in the contact center?
Classifiers and language models handle four key tasks: identifying the intent of incoming texts, answering recurring questions in voice or chat dialogues, providing response suggestions for agents during interactions, and summarizing cases upon completion. What are the benefits of a contact center?
Consolidated channels and centralized management impact five key areas where the value becomes clear:
- Accessibility on the customer's preferred channel. You manage phone, email, and chat from a single system without needing separate workflows for each channel.
- Faster turnaround times. Pre-qualified contacts reach the right department directly, eliminating the need for internal transfers.
- Transparency of current volume. You can see in real time how many requests are open and how busy your teams are.
- More balanced workload. Distribution is based on capacity, ensuring that individual groups are not constantly overloaded.
- Traceable processing. Every contact is documented with the time, agent, and outcome, which simplifies reporting requirements and internal audits.
Which metrics are measured in a contact center?
Six metrics form the core of most evaluations:
- Service level: Percentage of contacts answered within a defined timeframe.
- Accessibility: Percentage of contacts answered out of all incoming contacts.
- Average Handle Time (AHT): Talk time and wrap-up time per contact.
- First Contact Resolution (FCR): Percentage of issues resolved during the first contact.
- Backlog of open cases: Number of issues still in progress.
- Customer Satisfaction (CSAT): Customer rating after completion.
Service level and accessibility describe access to the service. First contact resolution and backlog show what happens to the issue after it has been received. For organizations with downstream processing, the second group is more meaningful.
What to look for when choosing a contact center
For a single channel and a small team, a collective phone number with simple distribution is often sufficient. The effort starts to pay off with about ten employees working in parallel or as soon as a second channel is added permanently. Beyond that, it is worth considering these five points:
- Share of downstream processing: If a large portion of requests is not resolved during the initial contact, the management of this backlog determines the overall impact. Simply covering real-time channels is not enough in such cases.
- Depth of integration: Which legacy systems need to be connected, and are documented interfaces available for this purpose?
- Processing location and operating model: For insurance companies and public sector clients, it is crucial to know the legal jurisdiction in which data is processed and who has access to the infrastructure.
- Flexibility during operation: How much effort is required to implement a new distribution rule, and does it require the vendor's involvement?
- Handling peak loads: Can capacity be scaled up on short notice, and how is this billed?
Contact centers in practice
In service-intensive organizations, the starting point is often similar: telephony runs through a PBX, emails sit in departmental inboxes, mail and forms reach a document management system, and the total backlog of open requests is not fully visible anywhere. A contact center initially consolidates real-time channels. However, downstream processing, where a large portion of the work time is spent, remains outside of this management scope at this stage of development.
